1. Onboarding Runbook (New Agent Hub / Country Expansion)

Objective: Bring new agents (onsite or remote) and new regional hubs into the global CCaaS/UCaaS fabric.

Step Sequence:

  1. Pre-Validation
    • Verify DIA/SD-WAN circuits to agent hub.
    • Confirm SIP trunk availability and SBC placement for local PSTN compliance.
    • Validate workforce management (WFM) and call recording compliance for region (e.g., GDPR in EU).
  2. Agent Environment Prep
    • Provision laptops/softphones with UCaaS/CCaaS apps.
    • Deploy ZTNA agent for identity-based access.
    • Configure role-based policies (agent, supervisor, QA, admin).
  3. Zero-Touch Provisioning (ZTP)
    • Auto-enroll devices into UCaaS controller and CCaaS tenant.
    • Sync with CRM/helpdesk for customer data access.
  4. Security & Compliance Setup
    • Enable STIR/SHAKEN (anti-caller ID spoofing).
    • Activate call recording (geo-pinned storage as required).
    • DLP and transcription logs enabled.
  5. Functional Tests
    • Place test inbound/outbound calls.
    • Validate CRM pop-up integration.

Objective: Maintain global contact center continuity during local outage.

Step Sequence:

  1. Detection
    • AIOps flags MOS degradation (<4.0), call failures >2%.
    • Carrier SIP trunk shows routing errors.
  2. Automatic Failover
    • SD-WAN steers traffic to alternate CCaaS POP.
    • SIP trunk rerouted via global SBC mesh.
    • Prioritize active call sessions; new calls balanced to alternate regions.
  3. Validation
    • Synthetic test calls placed inbound/outbound.
    • MOS/Jitter re-measured.
  4. Notification
    • NOC notifies regional managers.
    • Carrier escalation for SIP/PSTN issue.
  5. Recovery
    • Primary POP/trunk restored.
    • Traffic shifted back gracefully.
    • SLA incident logged.

3. Incident Response Runbook (Customer Data Breach Attempt)

Objective: Contain and remediate potential leakage of call transcripts, recordings, or customer PII.

Step Sequence:

  1. Alert
    • SIEM detects unusual transcript export/download.
    • DLP flags PCI/PHI in outbound file/email.
  2. Containment
    • ZTNA revokes user/device session.
    • Isolate agent VLAN via SD-WAN.
    • Block exfiltration attempts at FWaaS/SWG.
  3. Eradication
    • Reimage or patch affected agent endpoints.
    • Rotate credentials, enforce MFA reset.
    • Invalidate suspect API tokens.
  4. Recovery
    • Restore clean agent environment.
    • Validate CRM and CCaaS connectivity.
    • Confirm transcripts and recordings intact.
  5. Postmortem
    • Compliance officer files regulatory report (GDPR, HIPAA, PCI as applicable).
    • SOC tunes detection rules.

4. Disaster Recovery Drill Runbook (Regional Contact Center Offline)

Objective: Test continuity if a regional hub, POP, or national PSTN gateway becomes unavailable.

Step Sequence:

  1. Scenario Trigger
    • Simulate natural disaster, political unrest, or POP loss in one region.
  2. Failover Activation
    • Agent calls rerouted to alternate global hub (follow-the-sun model).
    • Remote agents redirected to alternate CCaaS tenant/POP.
    • WFM schedules adjusted to redistribute load.
  3. Critical App Validation
    • Test inbound calls answered in backup region.
    • Validate CRM still synced globally.
    • Confirm recordings stored in compliant regions.
  4. Time-to-Recover Measurement
    • Record RTO (time to restore full call volume).
    • RPO for recordings/transcripts validated (≤15 min loss).
  5. Debrief
    • Findings reviewed with global managers.
    • DR playbooks updated for capacity adjustments.

Roles & Responsibilities

  • NOC: Monitor MOS, SIP trunk health, POP availability.

  • DR Drill: RTO ≤2 hours for call rerouting; RPO ≤15 minutes for recordings.

⚖️ Logos Framing
